2026 Impact - W58 - Reframing Patient and Guest Relations as Strategic Experience Infrastructure - On Demand
Patient and guest relations (PGR) departments are often positioned as regulatory and risk mitigation functions focused on complaint resolution. At a large academic medical center, we intentionally redesigned PGR as proactive experience infrastructure embedded across inpatient, outpatient and emergency care. Through data-driven strategy, expanded roles for patient experience coordinators and ambassadors, interdisciplinary collaboration, and workforce training, PGR became an operational partner, supporting patients, families and clinicians in real time. This redesign contributed to a 74% reduction in grievances and a 39% reduction in complaints, enabling us to sustain top-decile patient experience performance — including a No. 1 Vizient patient experience ranking among peer institutions in fiscal year 2025.
